As the Senior Manager - Global Customer Services Operations, JAPAC at Palo Alto Networks, you will play a crucial role in designing and implementing new processes to support the growing and transforming organisation; and enhancing the efficiency and effectiveness of the GCS organization across our JAPAC region which includes Technical Services, Account Health management and Support teams. This leader will perform data analysis and provide relevant, proactive insights to aid the Vice President of Global Customer Services (JAPAC) and their leadership team manage the day to day business to meet and exceed their business objectives.  

This leader will also be accountable for establishing robust operating rigor and driving initiatives to maintain high standards across the region and the global GCS team, aligned with the company's commitment to unparalleled service delivery. 

As the Global Customer Services Organization undergoes transformational changes to adapt to evolving market dynamics and customer expectations, this leader will play a crucial role in supporting process re-design and operationalization initiatives. This role requires a forward-thinking individual capable of driving innovation and piloting programs to enhance the efficiency and effectiveness of overall customer satisfaction and business performance.

Your Impact

Strategic Alignment and Operational Cadence: 

Align the theater operating cadence with GCS’ overall vision and strategy. Define and manage schedules for key meetings, ensuring focus on strategic priorities, key metrics, alignment to global programs, problem-solving and process excellence.

Performance Analysis and Reporting: 

Regularly analyze baseline data to identify trends, patterns, and areas for improvement, translating insights into actionable recommendations into both strategic initiatives and routine operations. Develop and implement robust data analysis frameworks to assess team efficiency, business performance metrics and global customer services initiatives against established KPIs. 

Regularly prepare and distribute reports and dashboards that provide senior stakeholders with a clear and data-driven perspective on key trends and indicators.

Feedback and Improvement: 

Establish a feedback loop with Support Delivery Managers and Engineers for insights into customer issues and bottlenecks. Utilize this feedback to iteratively improve meeting structures, communication channels, and overall operational processes.

Process re-engineering and Pilot Programs:

Drive the operationalization of redesigned processes, ensuring seamless integration into day-to-day activities and alignment to global policy, process, systems and tools. Identify opportunities for pilot programs aimed at testing and implementing innovative approaches to customer success operations. Work cross-functionally to conceptualize, launch, and evaluate pilot initiatives, leveraging data and feedback to inform broader operational strategies.

Predictive Analytics:

Explore the integration of predictive analytics to anticipate customer needs and proactively address potential challenges. Utilize data models to forecast future trends and recommend preemptive actions to enhance customer success outcomes.

Collaboration and Cross-Departmental Engagement: Foster collaboration between different departments including: Go-to-Market organization, Renewals teams and Sales Operations, ensuring representation in relevant meetings and initiatives. Be the connective tissue for JAPAC into the other GCS theatres and Global Technical Services Operations teams.  Foster collaboration and information-sharing across global teams to drive a cohesive and unified customer success approach.

Adaptability and Flexibility: Build flexibility into operations to adapt to changing business conditions and priorities, while defining and tracking key metrics and KPIs in line with organizational goals.

As a Service Delivery Executive, Infrastructure Support, you will oversee the Integrated Services Desk team, serving as the primary point of leadership for desktop support operations. The Team Lead is responsible for ensuring prompt, efficient assistance to customers across a variety of IT topics and issues, while also maintaining high standards of service delivery. Key responsibilities include managing team performance, enhancing operational processes, and ensuring that service desk operations adhere to established standards and best practices

What will you do? 

• Leadership and Team Management: Direct and oversee the Service Desk team, ensuring high levels of technical support and customer service. Lead by example to motivate team members towards achieving individual and team objectives.
• Strategic Oversight: Develop and implement strategies to enhance the efficiency and effectiveness of first call resolution (FCR), including optimizing call and email response times. Evaluate team performance metrics and conduct regular review sessions to identify areas for improvement.
• Incident Management and Escalation: Oversee the process of incident classification, prioritization, and escalation to 2nd level resolver groups. Ensure a streamlined workflow and maintain clear communication channels between all involved parties.
• Quality Assurance and Training: Monitor and evaluate the quality of support provided by the team. Identify training needs and organise sessions to address skill gaps, ensuring the team remains proficient in the latest technologies and service management processes.
• Customer Relationship Management: Maintain a proactive relationship with customers, providing them with regular updates on incident resolutions and gathering feedback to drive continuous improvement.
• Reporting and Documentation: Generate comprehensive reports on team performance, incident trends, and resolution statistics. Ensure all incident documentation is accurate, complete, and adheres to service level agreements (SLAs).
• Crisis Management: Lead the response to critical incidents, ensuring swift action and communication. Coordinate with internal teams and stakeholders to minimize impact and conduct post-incident reviews to prevent future occurrences.

• Estimating and cost planning to include producing and presenting the final cost plan
• Tendering and procuring, including managing the pre-qualification stage, producing the tender list, putting the preliminaries together, tender analysis, producing the tender report and compiling the contractual documents

• Responsibility for making cost checks and carrying out valuations on larger projects and in all cases ensuring that timely and accurate cost checking and valuation takes place

What a Director, Global Clients does at Visa:

The Director role is responsible for managing clients, developing and executing account plans and sales strategies to increase revenue from existing and new businesses.  This Director will actively identify new revenue opportunities, manage current contractual obligations, and ensure clients are equipped with the best and most relevant Visa products and services.  

• Lead and manage client relationships by providing dedicated support

Position Summary

The Guest Experience Executive’s main role is to deliver an exceptional experience for all of our learners via face-to-face or online platforms. He/She should have a pleasant personality and is professional when communicating with stakeholders. He/She is required to be familiar with video conferencing software and tech savvy.

He/She is required to be service-oriented. Proactive in looking after our learners' needs. Able to work independently and with teams. Prepared to handle multiple and concurrent tasks and is willing to work on compressed work week and long hours.

When supporting Face-to-Face programme, He/She will be tasked to:

• Setup and teardown training rooms and support activity used to facilitate learning and experience
• Usher and register learners in accordance to internal SOP and government compliance
• Facilitate activities during learning sessions (e.g. role playing)

When supporting remote learning programme, He/She will be tasked to:

• Assist learners that have issues accessing the video conferencing platform (e.g. Zoom)
• Assist trainers in facilitating activities during the remote learning sessions (e.g. breakout rooms)
• Prepare collaterals for remote learning parcels - Assist learners that have issues accessing the video conferencing platform (e.g. Zoom)

Execute Event Plans

• Support learner's registration and attendance tracking throughout event duration
• Execute pre, during, and post-event specifications and requirements in a timely manner in accordance to defined SOP and government regulations
• Event manage event changes between client, internal, and external stakeholders during programme day
• Coordinate logistics and resources across the organization and products and services
• Maintain the safety of an event by addressing security risks originating from within and outside, encompassing both natural occurrences and human-caused incidents.

Managing Stakeholders and Guest Experience

• Attend to inquiries and feedback from stakeholders, ensuring their concerns and suggestions are acknowledged and addressed professionally and in a timely manner.
• Communicate with internal stakeholders on event requirement to ensure smooth execution
• Deliver exceptional hospitality and go the extra mile to elevate the guest experience pro-actively

Operational Excellence

• Evaluate how latest technology trends can be leveraged to spur innovation in participants' experience

Maintain Venue Facilities

• Ensure that the venue is fully operational and ready to host events in compliance with venue facilities inspection protocols
• Execute venue repair operations protocols to correct identified failures in routine inspections
• Raise status reports of venue conditions to recommend follow-up actions
• Execute improvements of venue in conjunction with updated standard operating procedures

The ideal candidate should possess:

• A recognized Diploma in Hospitality/ Tourism Management/ Events Management is preferred
