• Responsible for day-to-day operations, training and management of teams to achieve targeted Service Levels
• Conducts regular transaction monitoring and liaise with the Quality team to review calls for the purposes of quality assurance, coaching and training
• Ensure that follow-up actions are in place to address any gaps in staff competency and weaknesses
• In charge of delegating workflow to Team Leaders and ensure operational needs are forecasted and addressed adequately
• Generate daily, weekly and monthly Operational Health reports to Head of Operations
• To do planning, forecasting, implementing and monitoring of assigned campaigns
• Ensures all standards and procedures are followed and maintained
• Liaise with clients whenever necessary to align campaign-related issues
• Collate and send monthly campaign performance reports to clients and Agape management
• Collate and present relevant weekly operational health data to Head of Operations and provide suggestions to address operational gaps as well as forecasted load.
• Responsible for approving annual leaves of respective CSOs and Team Leaders
• Prepare and conduct daily huddles to cascade timely information to all CSOs
• Attend ad-hoc Train the Trainer sessions whenever new campaigns are onboarded and must be able to transfer relevant information to CSOs via product training sessions
• Other ad hoc duties as assigned.

Requirements

• Min. Diploma holder with at least 3 years of relevant experience.
• At least 3 years of proven experience in people management, customer relationship management and project management.
• Ability to effectively communicate and engage with senior leadership, peers, staff, customers and other stakeholders.
• Good knowledge of Contact Centre Management tools and technology.

• Manage the performance and service quality of the CSO.

• Ensure that all CSO under TL’s supervision is well trained and ensure that CSO are providing accurate and timely responses.

• Responsible for the overall day to day case management and liaison with relevant stakeholders for further investigation and follow-up.

• Performs quality audit checks on the CSO handling the programme. Audit checks should include account access, soft skills, knowledge management and resolving MoP’s queries in accordance with the provided resources.

• Train CSO based on the provided resources. Prepare competency quiz, test, and check-ins to ensure that CSO are provided with accurate information.

• Take ownership of team results, understand developmental needs, and provide support to the team.

• Work with respective stakeholders to ensure that all information is being cascaded accurately.

• Monitor the arrival pattern and highlight to the client in the event of any increase in queries.

• Conduct regular audits to ensure the quality of CSO appointed for the programme.

• Support and guide the CSO in their proficiency and knowledge of the programme.

• Provide assistance to CSO for complex cases and to communicate with the Ptcp/MoP whenever necessary.

• Provide feedback and recommendations on service delivery to the client.

• Self-driven with excellent interpersonal and communication skills

• Good communication skills in English

• Proficiency in other languages/dialects may be required depending on programme requirements

• Ability to work beyond operational hours, if and when required

Job Descriptions:

- Provide professional, accurate and prompt response to participants (Ptcp) or members of the public (MoP) on their enquiries, technical assistance via voice calls, emails, live chats, etc.

- Understand the needs of Ptcp/MoP and provide timely and accurate information/assistance.

- Coordinate and liaise with relevant stakeholders to ensure issues/queries are followed up and resolved.

- Enter details of all the interactions accurately in the designated interaction management system.

- Maintain good soft skills throughout their interactions with Ptcp or MoP

Follow up on cases that have been forwarded to POCs/external stakeholders and ensure that resolution is being provided to MoP.
