As a Service Delivery Executive, Infrastructure Support, you will oversee the Integrated Services Desk team, serving as the primary point of leadership for desktop support operations. The Team Lead is responsible for ensuring prompt, efficient assistance to customers across a variety of IT topics and issues, while also maintaining high standards of service delivery. Key responsibilities include managing team performance, enhancing operational processes, and ensuring that service desk operations adhere to established standards and best practices

What will you do? 

• Leadership and Team Management: Direct and oversee the Service Desk team, ensuring high levels of technical support and customer service. Lead by example to motivate team members towards achieving individual and team objectives.
• Strategic Oversight: Develop and implement strategies to enhance the efficiency and effectiveness of first call resolution (FCR), including optimizing call and email response times. Evaluate team performance metrics and conduct regular review sessions to identify areas for improvement.
• Incident Management and Escalation: Oversee the process of incident classification, prioritization, and escalation to 2nd level resolver groups. Ensure a streamlined workflow and maintain clear communication channels between all involved parties.
• Quality Assurance and Training: Monitor and evaluate the quality of support provided by the team. Identify training needs and organise sessions to address skill gaps, ensuring the team remains proficient in the latest technologies and service management processes.
• Customer Relationship Management: Maintain a proactive relationship with customers, providing them with regular updates on incident resolutions and gathering feedback to drive continuous improvement.
• Reporting and Documentation: Generate comprehensive reports on team performance, incident trends, and resolution statistics. Ensure all incident documentation is accurate, complete, and adheres to service level agreements (SLAs).
• Crisis Management: Lead the response to critical incidents, ensuring swift action and communication. Coordinate with internal teams and stakeholders to minimize impact and conduct post-incident reviews to prevent future occurrences.

As a Service Delivery Manager, you will be responsible for managing day to day support of medium scale maintenance projects meeting customer’s requirements and Service Level Agreements.

The activities include ensuring that the team conduct health check, conduct application monitoring, handle customer queries, investigate incidents reported, resolve the incidents and apply fixes and also to ensure that incidents reported are tracked and resolved till closure and to assist in training and guiding junior team members.

What will you do? 

Project Delivery

• Act as a focal point for all support related queries and issues
• Review transition plans, enhancement milestones and deliverables in consultation with support teams and customer
• Review with support team to ensure that all support tasks and deliverables meet quality and service levels
• Ensure that regular reviews of the services provided (Service Level Agreements (SLAs) and Key Performance Indicators (KPIs)) are conducted to maintain alignment between the services and the expectations of the customer
• Notify/escalate any ‘out of scope’ variations to services to Program Director / Service Delivery Director (SDD)
• Notify/escalate critical issues or variations to service levels to Program Director / Service Delivery Director (SDD)
• Review and approve service request/enhancement effort, schedules and risk plans
• Review and raise resource requirement
• Responsible for resource forecasting and planning
• Review, monitor and report project health status

Customer/Vendor Management

• Liaise with third party vendors, customer technical teams and other interfacing application team leaders to ensure smooth Business As Usual (BAU) support operations
• Ensure that effective communication on the services delivered is provided to the customer (including monthly or weekly service delivery reports) with the agreed timeframes
• Business Development
• Proactively identify opportunities for further expansion or improvement of services delivered to the customer and liaise with the Account Manager(s) for development of that opportunity
• Be involved in pre-sale activities

Team Management

• Delegate tasks effectively by providing clear and specific instructions and goals

• Plan, track and monitor the tasks assigned to the team leader/ members

Overview

As a Service Manager, you will be a highly driven individual who is part of the service delivery team that ensures all contracts are actively managed and fronts customers directly. You are required to have IT experience and broad knowledge across infrastructure and cybersecurity technologies. You shall be the single point of contact for internal and external stakeholders while bearing overall responsibility for the project financial health and lead the project from commencement to completion.

Service Delivery

• Providing leadership and management of the Service Support Office and Project Administration in supporting the Client
• Acting as a Single Point of Contact in Client Engagement 
• Representing OneCare when engaging Client
• Representing OneCare when engaging 3rd Party vendors/Principals
• Representing OneCare when engaging NCS CSU and Sales Specialists
• Owning the Scope, SLA, Cost Plan of maintenance contracts managed by him/her
• Managing and monitoring of service activities to ensure that all aspects of the Scope, SLA are met
• Executing decisions pertaining to support activities and/or service requests where scope of work is not clearly defined contractually
• Forecasting revenue and costs of ongoing projects/contracts with minimum deviation
• Monitoring/ Tracking P&L of ongoing projects/contracts 
• Managing costs of ongoing contracts to ensure project margins targets are met
• Supporting Sales, as required, during negotiations of the Scope, SLA and Cost Plan
• Liaising with PMA, CSU Finance in matters of :-
  • Revenue forecast and accrual
  • Cost forecast and posting
• Evaluating needs and delivering continuous process and service improvements

Service Management

• Manage and prioritize service requests, dispatching technicians appropriately and monitoring progress to meet service level agreements
• Develop and maintain key performance indicators (KPIs) to assess service department performance, and continuously work to improve and exceed targets

Customer/ Vendor Management

• Negotiate with vendors and across teams to ensure adequate resources are available during various phases of the project
• Build relationships with users, technical staff and management to determine and resolve issues associated with systems implementation
• Manage contracts and subcontractors
• Negotiate with customers on change request effort, schedules and prioritize changes based on business needs
• Clear and open communication with customers on project issues or clarifications

Business Development

• Proactively identify opportunities for further expansion or improvement of services delivered to the customer and liaise with the Account Manager(s) for development of that opportunity
• Be involved in pre-sale activities

Team Management
