As a Senior Executive/Assistant Manager, you are responsible to support the day-to-day operations of the Care and Call Centre (CareHub) to meet CareHub’s service standards, key performance indicators (KPIs) and deliver a positive customer experience for residents and community partners who reach in to CareHub for support to age well in the community.

You will work closely with stakeholders and the CareHub team including Call Centre Officers (CCOs) who are helming CareHub, to draft, develop and implement requirements (including IT systems) and collaborative workflows and SOPs to bring plans into reality dovetailed to implementation timeline, organisation’s strategies, priorities and national’s directives. You will ensure that CCOs are properly trained and supported by a relevant knowledge management system to support handling of enquiries in the most professional and timely manner.

You will have the opportunity to support the developmental plans and partnerships of CareHub by driving and facilitating conversations with stakeholders and community partners to further develop CareHub and review CareHub’s functions and initiatives which improve outcomes in tandem with the wider community ecosystem.

Another key accountability is data visualization and reporting of CareHub’s KPIs and standards to stakeholders and senior management in a timely manner. You are passionate about service and innovation with a quality improvement mindset and shall play an active role in sustaining the team’s positive and service oriented culture.

Key accountabilities but not limited to:

1. Support the day-to-day operations of the CareHub including being the point of escalation when required, in line with CareHub’s service standards, key performance indicators (KPIs), developmental plans and organisation’s policies
2. Support in the implementation of CareHub’s functions and IT systems through monitoring and tracking of timelines, translating plans and requirements into actionable workflows, development/review of SOPs to working collaboratively with stakeholders, vendors and users to propose go-forward solutions to meet implementation timeline
3. Facilitate collaborative conversations and change management with presentation slides internally and with stakeholders to further develop CareHub’s functions and facilitate adoption of new/improved workflows and SOPs
4. Support in the continuous development and implementation of projects and quality initiatives to enhance operational effectiveness and efficiency with a focus on providing a positive customer experience in line with CareHub’s standards and KPIs.
5. Risk management incorporated in workflows and SOPs
6. Ensure that Call Centre Officers are competent and trained in the most efficient and timely manner supported by a relevant knowledge management system
7. Data visualization and reporting of CareHub’s KPIs and standards to stakeholders and senior management in a concise and timely manner
8. Utilise data driven approach to identify opportunities and forecast growth areas / trends to further develop CareHub
9. Keep abreast of the current issues impacting the healthcare industry and conduct periodic scanning for new ways and modes which CareHub could better support our residents and partners

Requirements

• Good bachelor’s degree in any discipline.
• Preferably with relevant Contact Centre / healthcare and operations related experience

Job Summary

• To plan, develop and implement the organizational strategy and framework for patients’ relations and positive experience in the patients' journey of care in St Andrew’s Community Hospital.
• To oversee and be responsible for the communications and patients’ relations matters of St. Andrew's Community Hospital, through befriending and building of a strong rapport with the patients and their family.
• To collaborate with HODs and line staff to operationalize the patients experience strategy.
• To provide expertise and resources in educating the Head of Departments and line staff in the philosophy and techniques of patients experience improvement.
• To set benchmarks/targets for evaluating the effectiveness of the patients’ relations services and programmes for the purpose of continuous improvement.

Principal Responsibilities

1) Patients Relations Engagements

• To establish contact with patients and their family (next-of-kin or spokesperson or designated caregiver) at the point of referral (hospital tour) or upon admission to the wards.
• To be the point person of the hospital for the patients and their family.
• To implement workflow to ensure a positive experience at every touch point with patients and their family.
• To identify caregivers stress and discern sensitive issues and offer counsel/suggestions to solve the problem or to handle the situation.
• In any crisis situation to advise and support the Head of Department and the staff on the appropriate approach and action to be taken to diffuse anger and tension, at the same time relate to the patient and his/her family to offer empathy and counselling, where necessary, to calm the situation. Offer practical solutions and support to the patient and the family where caregiver stress has been identified.
• Identify and assist/support staff andHead of Departments who are struggling with patients’ relations and communication issues.
• To supervise, train and mentor the team of Ward Ambassadors who are part of the Patients Relations Team.
• To review and assist in handling feedback and complaints received through the Patients Feedback Form with appropriate (verbal/written) responses.

2) Patients Experience Programmes

• To work with Corporate Communications, Pastoral Care Services and Nursing in organizing patients’ engagement events.
• To develop programmes and events to promote patients’ engagement and improve patients experience.

3) Family/Caregivers Engagement

• To proactively identify caregivers stress and engage caregivers in conversations for the purpose of offering empathy and support, solutions and resources that will enable them to cope better.
• To collaborate with external agencies like Caregivers Alliance in supporting the caregivers and post discharge follow up.
• To participate in ward processes relevant to patients’ relations and experience.

Secondary Responsibilities

• To provide training in dementia care to staff as well as to caregivers.
• To carry out duties and responsibilities that may be assigned from time to time.

Job Requirements

• Diploma/Degree or training in public relations, communications and counselling.
• Preferably has relevant working experience in hospitality or public relations or caregiver support and counselling.
• Minimum 5 years relevant experience in a managerial role.
• Is independent, dependable, self-motivated, creative, warm, outgoing and has good interpersonal relationship skills.
• Is strong in public relations and client experience or in areas of support and counselling.
