As the Senior Technical Support Engineer, you will be responsible for leading a team of engineers to coordinate and manage day-to-day technical operations, resolving complex issues, ensuring SLA compliance, optimizing support operations, and monitoring team performance metrics

Responsibilities

• Efficiently coordinate, plan, and manage day-to-day operational activities for the technical operations team.
• Serve as a primary point of contact for addressing complex technical issues, collaborating closely with team members to effectively resolve customer concerns.
• Ensure compliance with both internal and external Service Level Agreements (SLAs) and government ICT application policies.
• Maintain a comprehensive understanding of the cloud and system infrastructure supported by the team.
• Remain up-to-date with industry trends and best practices in cloud computing, system administration, and managed services.
• Identify, mitigate, and escalate risks that may impact the performance of applications/systems on the cloud.
• Continuously develop and enhance guidelines, processes, and procedures to improve the availability of cloud production services.
• Identify opportunities for automation and optimization to streamline support operations.
• Monitor key performance metrics of the support team, including response time, resolution time, and customer satisfaction, and proactively address any issues that arise

Requirements

• Minimum diploma in an IT-related discipline with a minimum of 3 years of experience in IT infrastructure/operations management or service delivery.
• A proven track record in handling IT operations and infrastructure technical support roles, including scheduled maintenance activities, security patching, and vulnerability remediation, is required.
• Proficient experience with technical support ticketing systems, with a deep understanding of Service Level Agreements (SLAs) such as response time and resolution time.
• Thorough understanding of one or more of the following areas: operating systems (Windows, Linux), virtualization technologies (VMware, Hyper-V), Active Directory/Domain Controller, security measures (network firewall, WAF, endpoint protection, IPSec VPN), and Microsoft 365.
• ITIL certification would be an advantage
• Working experience in a public cloud environment such as AWS, Azure, or GCP would be a significant advantage

Customer Experience

• Single point of contact (SPOC) on operations matters and to build service relationships with clients.
• Oversee day-to-day of handling and managing fault management for critical/escalated incidents (24x7 on escalation call).

• Support IP engineering and IPNS in the deployment and installation of new NFV network platform Servers in SGOO POPs (core site countries).
• Provide in-country activities, infrastructure build and OLLC providers coordination for OLLC migrations/ re-built for the Cost optimization projects.
